It’s been a while since I approached the topic of customer loyalty. All of the tips, ideas, tactics, and techniques I write about are about driving a better customer service experience, which can (and hopefully will) lead to customer loyalty. The concept of repeat business, and ultimately customer loyalty is huge. A small increase in loyalty, just as little as one or two percent, can have a dramatic positive impact to your top and bottom line numbers. So, with that in mind, here are five ideas, a few of them revisited from the past, as well as some new ones, that will help you create that coveted loyal customer. 1. Don’t Confuse a Loyalty Program with a Marketing Program: The first thing that pops into my head when I’m asked about loyalty program is the mistake that many companies make when designing a loyalty program. Some companies think they have a loyalty program, but it is actually a marketing program, and there’s a big difference. If when you take away the perks and the rewards, you may lose the customer, then what you really have is a marketing program. The best companies have loyal customers because of the overall experience, not the perks and rewards. 2. Create an Emotional Connection: There is a big difference between satisfied customers and loyal customers. Satisfactory is a rating. Loyalty is an emotion. Find out a way to connect with your customers. Make them feel special. Thank them for their business. Treat them like they want to be treated. 3. Personalization and Customization: The concept of the personalized experience is a hot topic these days. With all of the data we are able to gather on individual customers, there is no reason we can’t give a customer a personalized and tailored experience. 4. Create Confidence: The old saying goes that people want to do business with people they know, like, and trust. The knowing and liking is easy. The trust is the hard part. Earn the customer’s trust by creating a consistent and predictable above average experience – all of the time. Customers want to know what to expect. No surprises. Consistency is key. When they trust you, they will continue to do business with you. 5. Break Down Customer Loyalty into Bite Size Chunks: Most people think customer loyalty is about a lifetime. Well, it’s not. The goal is about a lifetime, and a lifetime is a long time. How do we get a customer to be loyal to us for a lifetime? That’s huge. Let’s make it easier. Rather than a lifetime, focus on the next time. Every time. So, ask yourself what I call the Customer Loyalty Question: What are you doing right now to make sure the customer will come back the next time he or she needs what I sell? Think next time, every time, and it just may turn into a lifetime. To wrap this up, the value of customer loyalty is obvious. Loyal customers not only do more business with the companies they are loyal to, they will also spend more each time they do business. And, when they are loyal, they talk. Word-of-mouth marketing is the best marketing there is. Combine the value of the lifetime customer with the value of their recommendations and the payoff to your customer service and experience efforts are huge. My name is Emma, and in today's video I am going to teach you a very, very important thing for customer service. I used to work in customer service, and this is actually one of the most important things I learned, and this is called the L-A-S-T or LAST approach. So, to get started, let's talk a little bit about: What is customer service? So, customer service is when you have customers, of course, and you're trying to make your customers as comfortable and happy as possible. You're also trying to meet their needs and expectations, and solve any problems or situations that they might have. So, customer service is a huge category. There's many, many different jobs where you use customer service. If you work in a hotel, for example, as a clerk, you know, in the lobby, as a bellhop, you will be using customer service. If you work at a restaurant as a server, you'll be using customer service, or as a hostess. If you're the manager of a store, you'll be using customer service. If you work in a business or even in a hospital, you'll be using customer service. So, pretty much any time you're dealing with people from the public and they're customers and you're trying to help them, you're doing customer service. So, there are many different problems that a customer might have. What are some examples of some problems? Can you think of anything, a problem a customer might have? Maybe somebody charged them too much for something, maybe they're in a store and the lineups are too long, maybe a customer is at a hotel and they're very unhappy because the Wi-Fi isn't working or their bed's uncomfortable. So, there's so many different problems customers might have at different types of businesses. In this video what I'm going to teach you is: What do you do when a customer has a problem? Okay? So, a very easy thing to do when a customer has a problem is called the LAST approach. "LAST", what does it stand for? Well, if a customer has a problem, the first thing you should do is listen to their problem, the next thing you should do is apologize, solve their problem, and thank them. So: Listen, Apologize, Solve, and Thank. We're going to look at expressions we use to show we're listening, expressions to apologize, expressions that can help us solve problems, and expressions to thank customers. Okay, so the first step when a customer has a problem is to listen. So, the first thing you should do is find out what the problem is. You can ask them: "What seems to be the problem?" or "How can I help you?" Okay? Once they start explaining what the problem is, very important that you look like you're actually listening and that you do listen. Okay? So, you shouldn't look at your watch: "Mm-hmm. Mm-hmm." Okay? That's a bad idea. You shouldn't look at the sky: "Uh, when is this person going to stop talking?" Okay? You shouldn't roll your eyes. Okay? No, no, no. You need to show that you actually care about what the customer is saying. So, showing you're listening is very important. You can repeat back to the customer what they're saying to show that you understand and to make sure that you did understand. So: "So what you're saying is, you know, there's no hot water in this hotel.", "So what you're saying is the Wi-Fi's not working and you're not happy with that." Okay? These are some examples. "So what you're saying is _________." You can also say: "Let me get this right..." "Let me get this right, what you're saying is that, you know, there's a problem at your table.", "What you're saying is that you've been waiting for your food for a really long time." So it's important to show that you are listening and you acknowledge what they have said. Okay. Now, sometimes with customer service you get a customer who's very angry, and maybe they start swearing, they start using very bad language. Okay? So if this happens, very important that you don't get upset. Okay? When this happened to me in the past, I would actually pretend to be a computer. I would not take anything personally. I would just smile and pretend to be a computer, and that's how I got through angry customers. So, if the person is rude... You know, it's not right if somebody is saying something rude to you, if they're swearing at you, or they're making you feel uncomfortable. So, be polite. Okay?

He is currently a Professor of Marketing and Co-Director of Aditya Birla India Centre at London Business School. Kumar has served as a consultant to over 50 Fortune 500 Companies, worked on the board of five Indian firms, and has published six books -- including, most recently, India Inside: The emerging innovation challenge to the West. In 2011, Thinkers50 named him number 26 of the “50 most influential management gurus.” Dr. Nirmalya Kumar is Member – Group Executive Council at Tata Sons. He reports directly to the Chairman of the $100 billion plus Tata group and is responsible for group strategy. Previously, he was professor of marketing at the London Business School and also taught at Columbia Business School, Harvard Business School, IMD (Switzerland) and Northwestern University (Kellogg School of Management). Dr. Kumar has written seven books, including Marketing as Strategy and India Inside. He has also published several articles in Harvard Business Review and many other leading academic journals. As a consultant, he has worked with more than 50 Fortune 500 companies in 60 different countries as well as served on several boards of directors. Welcome to the Investors Trading Academy talking glossary of financial terms and events. Our word of the day is “Brand Equity”. Brand equity is a phrase used in the marketing industry which describes the value of having a well-known brand name, based on the idea that the owner of a well-known brand name can generate more money from products with that brand name than from products with a less well-known name. One situation when brand equity is important is when a company wants to expand its product line. If the brand's equity is positive, the company can increase the likelihood that customers will buy its new product by associating the new product with an existing, successful brand. For example, if Campbell's releases a new soup, it would likely keep it under the same brand name, rather than inventing a new brand. The positive associations customers already have with Campbell's would make the new product more enticing than if the soup had an unfamiliar brand name. Companies can create brand equity for their products by making them memorable, easily recognizable and superior in quality and reliability. Mass marketing campaigns can also help to create brand equity. If consumers are willing to pay more for a generic product than for a branded one, however, the brand is said to have negative brand equity. This might happen if a company had a major product recall or caused a widely publicized environmental disaster. By Barry Norman, Investors Trading Academy
